接待的艺术性
不同的欢迎词,明白“见什么人说什么话”的俗语,体会接待的语言技巧。故事分享:从前,有个人想请四个朋友来吃饭。结果时间到了,只来了三个人,另外一个人还没到。于是他就站在门口一边踱步一边念念叨叨,“怎么该来的还不来?”这话被其中的一个人听到了,他心里犯嘀咕,原来我们不该来,于是他找个借口走掉了。于是这个主人就又说,“你看看他,多多心,我又不是说他,他就走了。”这话被另一个客人听到了,心想,“原来是说我。”于是他也走了。主人又说,“你看不该走的又走了。”剩下的一个客人也坐不住,这次接待工作就不欢而散了。
这个故事说明,得体的接待非常重要。
接待:非正式接待
(1)有约客人:自我介绍(职位、职责);明确对方姓名、单位、来意;确定接待方式(引见、挡驾、婉拒、等待:奉茶,要求杯具:玻璃杯、小;温杯;酒满茶半;续杯)

点评: 优点——
1、很有礼貌;
2、不明对方来意时,不会随便答应对方引
见。
3、说明经理很忙,并请对方留下联系方式。
缺点——
1、要在一开始就询问对方,找哪位总经理?目的是1)为了探清
对方来意,有些时候如果是业务员,并不见得能说清楚总经理的全名;2)跟经
理传达时也好找准人;3)避免真的是经理的朋友被拒之门外,经理会不高兴。
2、询问对方有什么具体的事宜,你是否可以代办。(如果在你的职权范围内,可以帮到他,就不用见经理;如果无法帮到他,你要留下电话号码)
3、即使没有达到对方满意,客人走时,仍然要说,“谢谢你的拜访”。
(3)不速之客
案例二:
我的一位朋友去丹尼斯买表,当她看到一款标价为750元的手表时,觉得价
格很合适,就毫不犹豫地刷卡付钱要买下了。可是就在我们要出门的时候,这位营业员气喘吁吁地跑过来,说,“对不起,您刚才的那款表应当时780元,那个价格标签是老的,我们没有及时更换,应当再加30元。” 我朋友一听,火冒山丈,当时就回应她,“不管你说的是真的还是假的,我是按照价格牌上的标价来付钱的,如果真是没有更换价格牌,那也是你的错,你也应该为此承担30元的损失。” 营业员一时不知道该说什么好,我朋友要求店面负责人来处理此事。
如果你是店面负责人,你该怎样接待这位客人?
店面负责人来了之后,她首先打发该营业员去为我们倒了两杯水。(这个时
候,朋友已经义愤填膺,口干舌燥)趁营业员去倒水的时机,她首先认真地听取了我朋友的倾诉。
“哦,我听明白了,这件事情主要责任在我们这位店员。我先替她向您赔不
是。”说完,她鞠了90度日式躬。(朋友的气又在消减)(水来了,营业员和店长各奉水一杯)
“我来解释一下,这位小张,是刚来这里工作的新人,前天刚到岗。换标签
牌的事应该是上任营业员没有及时告知她。要不是旁边的人提醒她,她还不知道。这是我们管理层面的疏忽。但是这块表的价格确实应该是780元。您别看这里只有30元的差价,可是我们这里全是电脑对账,如果对不上账的话,小张不只是要补上30元的问题,她还要扣发当月工资的一半。这个损失对一个新人来说,是相当大的。我们都从职场新人过来过,请我们彼此互相理解一下。再次像您表示抱歉。这样吧,您买的这块表本来的保修期是一年,在我的权限范围内给您延长至一年半,您看如何?” 话说到这里,我的朋友才把气完全消了,补上了30元。
点评:不速之客的接待
如:接待投诉客人
首先,心态要正确。不打不相识,愿意来投诉,就是他相信要找到你来说明情况。对待投诉者,我们应该想,他能反馈给我们一些平常自己没有注意到的事情。
评论:这个负责人的接待有哪些值得学习的?
1、耐心倾听。心理学家讲,抱怨者都是一个倒垃圾的过程,你不让他讲完,他是不能吸收新鲜事物的。所以你一定要耐心倾听。
2、不要让对方的情绪感染到你。“你慢慢讲”、“我非常理解你的感受”
3、以理晓人,以情动人。
4、即使是对方的问题,不要埋怨对方,而是要多多归结为是我的错。(大家发现没有,在很多社交场合,主动承认自己的错误看似一个没有面子的事情,却往往起到变被动为主动的效果。)
5、本着解决问题的原则与对方相处。
6、拒绝语言:(对不起,他正有很重要的会议,现在走不开,您能不能留下您的电话号码,稍后让他联系您?)
接待中的小问题
介绍: 展销会上向客户介绍公司的同事。
角色:销售经理、总经理、产品经理、文员。
场景一:会议介绍 首先感谢大家光临我公司的产品说明会,首先请允许我介绍我公司的三位领导。(先从职位最高的人介绍起。)职位、职称、姓名;介绍完之后,你要带头领掌。
场景二: 在展销会上遇到一个客户,但你想不起来他的名字。
方式一:请问你是?
方式二:我们上次用了您公司的产品之后,我觉得非常好用,并把他推荐给我的一位朋友,他说如果我再碰见您的话,麻烦您留一张名片给他,不知可以吗?
方式三:你好,我是XX公司的Linda,我们好像在哪里见过面,是吗?(一般来说,对方也会主动介绍)
方式四:主动递上一张名片。
场景三: 我方销售经理、总经理;对方产品经理、文员
由销售经理介绍
介绍礼仪:先介绍位卑者给位尊者
先自我介绍,具体情况具体来看,要看你更想强调哪方的关系。如果是强调我方的地位:先介绍对方文员、产品经理,再介绍我方总经理;如果是强调对方;则先介绍我方总经理,再对方产品经理、文员。
补充案例: 一天,南京某四级饭店前厅部预订员小夏接到一位美国客人霍曼从上海打来的长途电话,想预订每天收费180美元左右的标准双人客房两间,住店时间6天,3天以后来饭店住。小夏马上翻阅预订记录,回答客人说 3天以后饭店要接待一个大型会议的几百名代表,标准间已全部预订完,小夏讲到这里用商量的口吻继续说道:“霍曼先生,您是是否可以推迟3天来店?”霍曼先生回答说:“我们日已安排好,南京是我们在中国的最后一个日程安排,还是请你给想想办法”。小夏想了想说:“霍曼先生,感谢你对我的信任,我很乐
意为您效劳,我想,您可否先住3天我们饭店的豪华套房,套房是外景房,在房间可眺望紫金山的优美景色,紫金山是南京名胜古迹集中之地,室内有我门中国传统雕刻的红木家具和古玩瓷器摆饰;套房每天收费也不过280美元,我想您和您的朋友住了一定会满意”。小夏讲到这里,等待霍曼先生回答,对方似乎犹豫不决,小夏又说:“霍曼先生,我想您不会单纯计较房价的高低,而是在考虑豪华套房是否物有所值吧。请告诉我您和您的朋友乘哪次航班来南京,我们将派车来机场接您们,到店后,我一定先陪您们参观套房,到时您再作决定和吗?我们还可以免费为您提供美式早餐,我们的服务也是上乘的。”霍曼先生听小夏这样讲,倒觉得还不错,想了想欣然同意先预订3天豪华套房。
学生自由讨论本例中的接待技巧
明确: 在本案中,小夏在接待客人来电预订房间的整个销售过程中,做的很到位,体现了一名前厅服务员应具有的良好的综合素质,这体现在以下几个方面:
1.接待热情.礼貌.反应灵活.语言得体规范,做到了无“NO”服务,在接收霍曼先生电话预订的过程中,为客人着想,使客人感到自己受到重视,因而增加了对饭店的信任和好感。
2.小夏在推销豪华套房的过程中,采用的是利益引诱法,即严格遵循了饭店推销的是客房而不价格这个原则,因而在报价中报价委婉,采用了“三明治式”报价方式,避免了高价格对客人心理产生的冲击力。
3小夏积极主动,成功的销售客房遵循了饭店销售的是客房而不是价格,在销售过程中,语言亲切.自然诚恳.善解人意,反应灵活,运用了心理学知识,提供了针对性服务,同时办事效率高,体现了小夏良好的思想素质和优秀的业务素养。
四 讨论接待的流程、技巧
大型活动:接待流程,邀请,接待准备,迎宾,交通礼仪,会见,宴请及送别。
例如:一次会议(培训)的成功开始,最关键的就在于培训接待的环节,思路要细致认真,环节要分明有序,流程要合理缜密。
主要环节:分为会议前、会议期间、会议结束后三部分。主要流程:了解来人情况—–确定接待级别—–拟定接待方案并报审—–确定方案并安排接待人员—–接车—–安排住宿—–餐饮安排——会议期间安排—–送车——总结反馈
重点事项:必须安排好会议接待的人员、会议接待的场所、会议接待时所需要的各种物品。
一般接待:迎客,交谈,送客(注意:语言得体,面带微笑热情接待)
五 小结:通过学习学会接待礼仪,展示个个人修养,表现对他人的尊重
六 拓展练习
在接待前要让对方感到对方受重视、被期待,这是很重要的。
作为单位推销员,你正在接听一位重要客户的电话,这时一位新客人前来洽谈商品订购事宜。请设计接待对话,并与同学模拟接待过程。
