第三篇：蓝月亮危机公关能得几分

蓝月亮危机公关得几分？

2011-11-21 “蓝月亮荧光增白剂事件”从2011年6月20日王海微博上5条有关蓝月亮的信息开始，很快因为王海以及消费者在北京、广州对蓝月亮的维权诉讼而发酵，在媒体的推波助澜下、在蓝月亮对王海的反诉下、在双方持续斗法下达到高潮，期间号称洗衣液市场NO1的“蓝月亮”被推动了风口浪尖，面临消费者的怀疑、媒体的穷追猛打、商超的下架、竞争对手在市场的反攻等诸多危机，情况与去年本土化妆品巨头“霸王”因二恶烷而面临的危机极其类似，联想到现在“霸王”的困难处境，不得不让笔者在事发当初担心“蓝月亮”接下来的下场，感叹国内企业面对危机时的脆弱！

蓝月亮事件到10月14日广州市天河区法院判决职业打假人叶茂良起诉蓝月亮败诉、10月26日北京市朝阳区法院判决添加了荧光增白剂的蓝月亮洗衣液是安全合格而告一段落，蓝月亮并没有出现“霸王”式的宿命结局让笔者感慨颇多。

笔者不想从道德、从消费者维权、从国内企业的经营环境这些角度来评述这场事件，只想从危机公关的5大原则（总分100分）来分析，在这漫长的5个月里，在面对危机时蓝月亮的公关行动能得几分？

1、速度第一原则

得分18分

本次危机来的快，也来的猛！

来得快是因为另一个更热的“郭美美事件”中蓝月亮形象代言人杨澜被波及，这让蓝月亮事件被传播的速度几何倍增长；来的猛是因为事件一开始就指向荧光增白剂是“致癌物”，从而引起消费者的极度恐慌！

在这种形势下，蓝月亮在6月23日广州消费者提起诉讼当晚就做出反应，通过企业官网和副总邓岗的微博公布了《蓝月亮关于亮白增艳洗衣液的声明》，反应速度可谓极快！

当6月27日王海根据蓝月亮声明中有关中国洗涤协会的说明而将该协会补充为第二被告后，6月30日蓝月亮就亮出了反诉王海的杀手锏，并且各大媒体开始大量出现质疑王海动机不纯的文章助阵，这一反应既快又准。

因此在第一个原则中，蓝月亮可以说基本上能得全分，为什么减2分呢？那是因为在事件发生后，各大商超蓝月亮导购员得到事件说明的正式资料拖到了7月，而且在与全国性大连锁的沟通上因过于谨慎而贻误了最佳解释时间。

2、系统运作原则

得分18分

在整个事件中，蓝月亮经营团队体现出过硬的执行力，这与该企业一直坚持的企业文化和经营思路有很大关系，否则在危机来临时这个团队不可能有如此上佳表现。

整个事件中蓝月亮在对外时只有其副总邓岗一个标准声音，而且整个团队做到了统一口径、统一行动，没有出现如霸王事件中上海围攻报社这样的突发事件，从其发布声明、布置软文、安排庞大的终端人员培训及资料发放、公益广告片的制作、应诉及反诉等一系列的行动上看，正是因为系统运作能力强才将这些复杂的工作安排的有条不紊。

这里又扣了2分，完全因为事件中一直站到蓝月亮一方的中国洗涤协会会长郑舞虹关于王海“背后的动机”的公开言论；因为中国洗涤协会当时已经成为第二被告，此时此刻由他质疑“背后的动机”很不妥，也完全没有必要，因为媒体和网上已有类似的文章助威了。

3、权威证实原则

得分15分

该事件之所以被消费者如此关注的焦点是——荧光增白剂是否致癌，蓝月亮在其声明中主要借用国家的《QB/T2953-2008洗涤剂用荧光增白剂》的行业标准、中国洗涤协会就荧光增白剂的说明、世界上最大的CBS生产商汽巴精化的在华子公司合丽亚总经理张贵民在《日用化学品科学》杂志上发表的文章来证明荧光增白剂使用的合法性和无毒性，在权威证实这点上非常充分，这是蓝月亮能力挽狂澜的主要武器。

在权威证实这点上不得不讲中国洗涤协会的82会议，该会议上毒理、环保、染色等领域的专家分别就自己领域对荧光增白剂的安全性分别做了证明。但在当今中国行业协会屡屡被质疑的大背景下，该会议没有消费者一方的代表发言，也没有及时解释当时已经出现的对于日本、台湾等地关于CBS在洗涤品中有警示标注的传言，该会议有一边倒、护短的嫌疑，因此相反降低了这些专家的权威性，要减去5分。

4、真诚沟通原则

得分10分

在沟通方面，蓝月亮有以下公关行动：

从7月开始蓝月亮公司所有员工人手一份荧光增白剂安全环保无毒的宣传资料，所有蓝月亮公司的导购员都将资料熟记，不管顾客如何质疑蓝月亮品质及其安全性，蓝月亮导购员都和蔼、真诚地解释；

除了特定的文员和副总邓岗，对媒体采访以传真或发电子邮件的方式，围绕《蓝月亮关于亮白增艳洗衣液的声明》做解释外，其他人一律不接待媒体采访；

在合作的客户和零售商中也即时做了沟通解释，产品零售价格也没有变动； 蓝月亮公司至少在1000个论坛上，对蓝月亮不利的帖子上进行了反驳，在各大门户网站、搜索网站都有蓝月亮的辟谣帖子。

这些做法的确有效防止了该事件进一步失控和扩大，也树立了公司的形象，但是对于已经产生不满或怀疑的消费者的沟通工作光这样的姿态是不行的，因为这一部分人可能已经不会主动来与你理论和听你解释了。

上面所有的行为都被动式的，并没有主动沟通。这种沟通方式也给人一种避重就轻的感觉，显得不够真诚。这与苏丹红事件后肯德基开放中央厨房的公关手段、阿胶事件中东阿公司邀请消费者参观其养驴基地的公关活动比起来高下立分！因此只能得10分。

5、责任承担原则

得分5分 在蓝月亮整个公关行动中，笔者对责任承担见的最少。蓝月亮围绕合法无毒做了很多解释，也制作了专门的公益片教育CBS的知识，但是作为行业领导企业，而且这一行业的市场正在爆发式增长，而且你还号称行业NO1，在行业标准明显低于日本、台湾时，你有没有把所有的问题都告诉了消费者？你能说你仅仅合乎国家标准就行了吗？你一直标榜的环保、健康还能继续得到消费者的认可吗？你的企业形象在危机平息后还能恢复如初吗？ 也许消费者在知道无毒后已经放心了，那么这时你是变危机为商机还是止步于此呢？王老吉在夏枯草事件中把质疑转换为正宗凉茶的正面宣传，把法律诉讼转为为行业争取凉茶法定地位的义举，把危机变为了商机！

而蓝月亮这个事件中我们忽略了一个事实——危机过去了，损失是降低了，但受损有多大呢？6月底新浪网调查时对蓝月亮高达80%不信任投票改变了吗？现在的做法是不是已经把损失降到了最低？

敢于承担责任才可能持续消除对消费者的负面影响！才可能把损失降到最低！这也是蓝月亮在整个事件中做的最差的一点！

蓝月亮事件已经告一段落，危机已基本消除，这场危机公关中蓝月亮作为一个快速发展的新兴企业已经做到可圈可点，而且我们从中也看到很多中国企业一贯忽略的危机公关对于一个企业的生存和发展有多么重要。

笔者希望该文对这样的企业能有些许启示。
